Customer Effort Score - 2026 Guide

Customer Effort Score

Your customer satisfaction score is 4.4 out of 5 so you think that your customer support is doing well. But then renewals drop, and you don't know why.

The missing number is often the customer effort score. A customer can read one friendly agent highly while spending the three days repeating the same problem to four different people. That customer is satisfied with the agent and he is already comparing your competitors.

What Is Customer Effort Score?

Customer effort scores measure how easy it is for the customer to get something done, such as solving the problem, buying the product or finishing on boarding. The customer's answer after a one short question right after the interaction. A lower effort experience usually means that a more loyal customers.

That is the customer effort score definition in plain terms. It does not ask whether customers were happy. It asks how hard they had to work.

A customer effort score example

A  B2B software buyer with a billing error. She opens a chat, gets sent to email, waits a day, then calls and explains everything again.

The final agent is warm and fixes it. She gives the call a 5 out of 5 on CSAT. On a 7-point CES question, she answers 2, because the path to the fix was exhausting.

Your CSAT looks great. Your effort score shows the real risk.

The customer effort score scale

Most teams use one of three formats:

  • 1 to 5 scale: Very difficult to very easy.
  • 1 to 7 scale: Strongly disagree to strongly agree with a statement such as "The company made it easy for me to handle my issue." This is the most common format in enterprise programs.
  • Percentage scale: The share of customers who answered on the easy side.

Pick one direction and keep it fixed. Higher should always mean easier, or your trend lines will mislead you.

How to Calculate Customer Effort Score (Formula and Example)

Add up all responses and divide by the number of responses. That gives your average CES.

Customer effort score formula: CES = total of all scores ÷ number of responses

For the percentage version, count the easy answers (5, 6 or 7 on a 7-point scale) and divide by total responses. Then multiply by 100.

Customer effort score calculation example: Say you collect 200 responses on a 7-point scale. The scores add up to 1,150.

  • Average CES: 1,150 ÷ 200 = 5.75
  • If 148 of the 200 answered 5 to 7, your percentage CES is 148 ÷ 200 = 74%

How to measure customer effort score in five steps

  1. Choose the moments that matter, such as ticket closure, chat end, onboarding, checkout, or a return.
  2. Trigger the survey within minutes, in the same channel the customer used.
  3. Ask one rating question and one optional open comment.
  4. Segment results by channel, issue type and team, not just one blended number.
  5. Review trends monthly and read the comments weekly, because the comments tell you what to fix.

What Is a Good Customer Effort Score? 2026 Benchmarks

On a 7-point scale, a good customer effort score is roughly 5.8 or higher. Cross-industry averages sit around 5.0 to 5.8, and top performers reach 6.2 or above, according to a 2026 benchmark roundup from Stealth Agents that draws on Zendesk data. On a percentage scale, Lorikeet's 2026 guide puts a good score above 80%.

Treat these as directional. There is no universal standard, and public data is still thin. QuestionPro only added CES to its US cross-industry benchmark in Q1 2026.

Ecommerce and retail tend to land higher. Ringly's 2026 statistics roundup reports typical scores of 82% to 90% for those sectors.

Your own trend matters more than any industry number. A move from 68% to 76% in one quarter tells you more than a comparison against someone else's data.

Customer Effort Score Survey Questions and Template

The best customer effort score question is one short statement or question tied to a specific interaction. Keep the survey to two items at most. Long surveys lower response rates and bias results toward angry customers.

Customer Effort Score vs NPS vs CSAT: When to Use Each

Use CES to find friction in a specific interaction, CSAT to judge satisfaction with that interaction, and NPS to track overall loyalty. They answer different questions, so the strongest programs use all three at different moments.

CSAT

Too broad to point to a specific fix

When to use customer effort score: Choose CES when you want to fix a process, such as support, returns, onboarding, or self-service. Skip it when you want to measure brand love or product fit. Those questions belong to NPS and broader research.

The comparison of customer effort score vs NPS often comes down to speed. CES gives you a fast, actionable signal at the point of friction. NPS gives you a slower, wider view of loyalty.

How to Improve Customer Effort Score (Including AI and B2B)

The fastest way to improve customer effort score is to remove repeat contacts, transfers, and channel switching. These are the biggest sources of high effort. Ringly's roundup reports that 62% of channel switches are rated high effort.

Customer effort score best practices:

  • Fix the top three effort drivers first. Sort your CES comments by theme and attack the most common one.
  • Stop making customers repeat themselves. Pass full context between agents and channels.
  • Resolve on first contact. Give frontline agents the authority to fix common issues without escalation.
  • Make self-service genuinely useful. Rewrite help articles around the customer's wording, not your internal terms.
  • Close the loop. Follow up with low scorers and tell them what changed.
  • Coach to effort, not only speed. Short handle time means little if the customer calls back tomorrow.

AI customer effort score improvement in the contact center

AI helps most when it removes work from the customer, not when it adds a barrier. For AI customer effort score contact center programs, four uses have the clearest payoff:

  • Chatbots that resolve simple requests such as order status or password resets.
  • Agent assist tools that show full history, so customers never repeat details.
  • Automated quality review that scans every conversation for effort signals like repeat contacts and transfers.
  • Predictive scoring that estimates effort for customers who never answer the survey.

A bot with no easy path to a human does the opposite. Always offer a clear handoff.

Customer effort score for B2B

In B2B, effort is spread across many people and a longer journey. The person who signs the contract is often not the person who struggles with setup.

Survey the actual user of each process, and track results by account. Combine transactional CES (after a support case) with a relationship-level check each quarter. Link low-effort scores to renewal and expansion data so leadership sees the revenue connection.

Customer Effort Score Software and Your Next Step

Customer effort score software ranges from built-in helpdesk surveys to full experience platforms. A good customer effort score tool should trigger surveys automatically, split results by channel and agent, and connect comments to themes.

Common options include the survey features in Zendesk, Freshdesk and Intercom, general survey platforms such as Qualtrics, SurveyMonkey and Typeform, and experience analytics tools such as Medallia and Contentsquare. Start with whatever integrates with your helpdesk, because easy setup beats advanced features in the first quarter.

If you would like a second opinion on your effort data, Prime BPO works with contact center teams on exactly this kind of review.

A CSAT score of 80% or higher is generally considered good, although targets vary by industry. Compare your score with past results and industry benchmarks to measure improvement.

How are CSAT and NPS calculated?

CSAT is calculated by dividing satisfied responses by total responses and multiplying by 100. NPS is calculated by subtracting the percentage of detractors from the percentage of promoters.

What does the CES score measure?

Customer Effort Score (CES) measures how easy or difficult it is for customers to complete a task, solve a problem, or get help from a business. Lower effort generally means a better experience.
